The broadband experience gap

For years, broadband providers measured success by network expansion: Homes passed, premises connected and faster service tiers. 

But as fiber deployments expand and Gigabit services become commonplace, connectivity alone is no longer enough to stand out. Speed creates the potential for a great service, but subscribers judge their provider by what they experience after the connection reaches the home.

As Ben Connor of Jackson County REMC explained during a recent Adtran webinar: 

“Nobody ever calls in and says 900 Megabits isn’t fast enough. They call in and say my TV buffered, my laptop doesn’t work on the deck, or my video call keeps dropping.” 

This is the broadband experience gap: the difference between the service delivered to the home and the experience subscribers receive throughout it. 

Wi-Fi coverage, latency, device onboarding, reliability and support now play a major role in customer satisfaction. Closing the gap has therefore become a strategic priority for broadband providers.

As broadband speeds continue to increase, the most significant performance limitations are increasingly found inside the home.

The question is no longer whether providers should adopt an experience-driven services model. It is how quickly they can close the experience gap.
